Mobile Banking User Loyalty in Northern Thailand in the Digital Era: The Effects of E-Service Quality, Technology Acceptance, and Trust

Abstract

Mobile banking has become an important channel for financial transactions in the digital era. Intensifying competition among commercial banks and digital financial service providers has raised users’ expectations regarding service quality, security, ease of use, and system reliability. Examining the relationships among e-service quality, technology acceptance, trust, and user loyalty is therefore essential for developing effective mobile banking service strategies among commercial banks. This study aimed to examine the effects of e-service quality on technology acceptance, trust, and user loyalty; investigate the effects of technology acceptance and trust on user loyalty; and analyze the roles of technology acceptance and trust as mechanisms linking e-service quality to user loyalty. A quantitative research design was employed. Data were collected through a questionnaire survey of 450 mobile banking users of commercial banks in Northern Thailand. The data were analyzed using structural equation modeling. The results showed that the proposed research model demonstrated an acceptable fit with the empirical data. E-service quality had positive effects on technology acceptance and trust, while technology acceptance and trust had positive effects on user loyalty. However, e-service quality did not have a direct effect on user loyalty. These findings indicate that e-service quality serves as an antecedent factor that enhances users’ perceptions of the usefulness, ease of use, and reliability of mobile banking services. These perceptions, in turn, foster technology acceptance and trust, which function as key mechanisms for building user loyalty.
